IP Office Soft Console Appearances

Hello..we have soft console working just fine and dandy for a customer but when the second call comes in they can't see it in the call detail panel. When I looked for documentation all I get is "if the soft console is set to handle multiple call appearances" where do I set these?
 
Buttons. Add more call appearance buttons.

I probably have a unique situation....they use the soft console for the button actions and mouse options BUT they use their telephone set for the voice path. Added LOTS of appearance buttons on the set but it doesn't translate to more appearances on the soft console...maybe that's just the way it is.
 
No, that's not unique at all, that is precisely how it works.
How are calls coming in? Are they coming DIRECT to that user, or are they hitting a hunt group? Is the huntgroup setup for collective call waiting? If not, they wont see the call.
